When you find yourself putting off making that phone call to a difficult customer, or seething inside about the behaviour of an employee, take a minute to quietly work out where

the real problem lies, what outcome you want to achieve, what might encourage co-operation from the other party, and what wording and tone you are going to use when discussing the issue. You’ll find yourself much calmer and are likely to achieve a much better result.
